How Should You Reply to a Customer Complaint on WhatsApp?

The short answer

Acknowledge the specific problem, show that you understood it, and state the next action you can control. Do not argue, blame somebody else or promise a refund before checking the facts. Complaints involving safety, money, legal issues or an angry customer should stay with a person, even if routine questions are answered automatically.

A useful complaint reply does four jobs. It names the problem, shows that you understood it, says what you will do next, and avoids a promise you may have to break. The first message does not need to solve everything. It needs to make the customer certain that a person has taken responsibility for finding the right answer.

That is especially important on WhatsApp. The message is short, direct and part of the same conversation in which the order was discussed. A vague reply such as “we will check” feels weaker there than it might in a formal support ticket. Name what you are checking and when you will return.

What should the first complaint reply contain?

Start by reflecting the actual issue. If the customer says the wrong size arrived, say “the wrong size arrived.” Do not reduce it to “your concern.” Specific language proves that you read the message.

Then acknowledge the effect without inventing an admission. You can say that you understand why the customer is frustrated. You do not need to decide who was at fault in the first sentence. If the facts are already clear and the business made the mistake, a plain apology is better than defensive wording.

Finally, give the next action. You may need the order reference, one photo, a delivery check or a conversation with the person who handled the work. Ask only for information that changes what you can do. Tell the customer what you will check and avoid giving a deadline controlled by a courier, supplier or another person.

The first message can be this simple:

The reply is useful without guessing whether the answer will be a replacement, refund or another remedy.

In what order should you answer a complaint?

Read the whole conversation before replying. The last message may sound angry, but the cause may sit several messages earlier. Check what was ordered, what was promised and what the customer says happened.

Use a simple sequence: recognise, clarify, act and confirm. This is not a script to copy word for word. It is an order that stops the response from opening with an excuse.

The last row matters. An acknowledgement is not a resolution. If you said you would check, return with an answer even when the answer is uncomfortable.

What can you say for common WhatsApp complaints?

Adapt the details to the real order and your real policy. Do not paste a remedy your business does not offer.

For a wrong or incomplete order:

For a delivery that is later than the date you gave:

“You are right that the delivery date we gave has passed. I am checking its current status now. I will tell you what we know and what we can do from our side, rather than give you another date before it is confirmed.”

For work that did not match the agreed scope:

“I have read your message and compared it with what we agreed. The difference you pointed out needs a proper review. I am checking it personally and will return with the options our policy allows.”

For a customer whose message is angry but unclear:

“I can see that this has been frustrating. I want to understand the exact problem before I offer the wrong solution. Is the issue the item itself, the delivery or the amount charged?”

Each reply is deliberately narrower than “we will make it right.” That phrase sounds reassuring until the customer interprets it as a promise you did not intend to make.

What should you never say to a complaining customer?

Do not begin with blame. “The courier did it,” “my employee forgot,” and “the supplier sent the wrong one” explain your internal problem without resolving the customer’s problem. You can investigate responsibility privately.

Do not argue about tone while the factual issue is unresolved. Abuse and threats require boundaries, but an annoyed sentence is not a reason to ignore a missing product or wrong charge. Address the business issue first. If the conversation becomes unsafe or abusive, stop the exchange and follow the process appropriate to your business and location.

Do not ask for unnecessary personal information. Request the smallest piece of evidence that lets you identify the order or understand the defect. A photo may be useful for damaged goods. It is not a ritual every customer should complete before you read the complaint.

Do not offer compensation merely to end the conversation. A discount, refund or replacement changes money and policy. It needs the person authorised to make that decision.

Should an automatic reply handle a complaint?

An automatic reply should not decide whether a customer gets money back, whether your business accepts fault, or whether a safety concern is resolved. Those decisions need a person who can inspect the facts and stand behind the answer.

When are WhatsApp Business quick replies enough?

Quick replies are enough when you need a consistent acknowledgement that a person will take over. A saved sentence can prevent an irritated owner from typing a defensive answer in the moment. It can also make sure every customer is asked for the same essential order reference.

Write policies before emotions are high. Record who can approve a refund, replacement, repair, repeat service or store credit. State what evidence is actually needed and what should never be requested in chat. If a supplier or courier must be consulted, decide what you can promise while waiting.

Review the conversation after it closes. Ask which missing fact caused the problem and whether your product page, price reply or order confirmation could have prevented it. How should you test complaint handling?

Use a second phone and send realistic messages. Start with a calm complaint, then an unclear one, then a request for money back, and finally a message that also contains a routine question. Check which ones receive a response and which ones wait for you.

Read the actual output, not only the settings screen. Confirm that no response admits a fact you did not verify, quotes a private owner note, invents an order detail or promises a remedy outside your policy. If the behaviour is too broad, turn automatic sending off while you correct the business information and test again.
